Writing a useful return status update

Write return updates that tell customers the last confirmed event, the current action and when they will hear from the retailer again.

A useful return status update tells the customer the last confirmed event, what the retailer is doing now and when they will next hear from the retailer. Write about the affected item and case.

A bare label such as “processing” leaves those questions unanswered.

Check the event before writing

Check the case record. A request submitted, a label issued, a parcel lodged, a carrier delivery scan and an item matched to a case are separate events.

A delivery scan alone does not show what was inside the parcel. If two items were returned and only one has been assessed, name the item that remains open.

  1. Reference:identify the case and item without exposing unnecessary details.
  2. Confirmed event:state what can be verified and, where useful, when it happened.
  3. Current action:explain the check or task under way.
  4. Next contact:give an update date or clear trigger the team can honour.
  5. Customer action:ask for something only if it is needed to move the case forward.

If nothing new has happened, say so and describe the action under way. Do not suggest that a refund has been approved merely because a parcel was delivered.

Match the wording to the stage

For a request awaiting review, a message could say: “We’ve recorded your report about the blue jacket. We’re checking the details you sent and will tell you the next step by the update date in your acknowledgement.” That wording assumes the retailer has already given a real update date.

After a carrier delivery scan, the message might be: “The carrier has marked your parcel as delivered. We have not yet matched its contents to your return case. We’ll update you when that check is complete, or by the date we gave you if it is still under way.”

After assessment, state the finding and the next decision or action. If the finding is incomplete or differs from the customer’s report, say what remains uncertain. “Assessment complete” is not an explanation of an outcome.

Keep remedy and payment claims precise

For a reported product problem, state whether the report is being reviewed and what information or action is needed next. Keep any change-of-mind process separate from that status update.

For a refund, distinguish approved, submitted and received. Name only the payment action the retailer can verify. Include a transaction reference if one is available and suitable to share.

Do not promise a bank posting date the retailer cannot confirm. Give the customer a contact route if the credit does not appear.

Read it as the customer will

Can the customer tell what happened, what is still uncertain and whether they need to act? Check the item, recipient and promised update point. Save the sent message and next contact commitment in the case so another staff member can continue it.
